  5. What happens when the normal process fails?

Repeated questions point to the cause

When customers keep asking the same question, find out why the answer is unclear. Staff may be giving different information, the status may be hidden, a rule may be hard to find or nobody may own the next step.

Improve both sides together

For a quotation journey, the business may need to request the required details once, flag what is missing, find approved product and price information, prepare a first draft, route unusual cases to the right person and tell the customer what happens next.
